Support Process

Our support team understands the importance of any downtime or issues with your networks, and we appreciate the knock-on effect this can have on operations. That’s why we have a robust priority system in place for when issues are raised with us. If your systems are down and affecting all users, or if you need to report an issue out of hours, rest assured that we’re here for you. Simply call our helpdesk to log a ticket. Once a case is logged in our system and assigned to an agent, you will be issued a reference number for contacting our team on a current case.

Network Management and Support

Our team specialises in managing and supporting complex networks with highly trained, vendor-certified engineers. We use industry-leading helpdesk and monitoring systems to ensure prompt and effective issue resolution with integrated monitoring. Our services include remote proactive network monitoring and helpdesk support for clients in the UK, Europe, and North America, ensuring all parties are informed at each stage.

We provide proactive uptime monitoring for your equipment and access to our remote support helpdesk to identify, troubleshoot, and resolve network issues, including:

  • Proactive uptime monitoring of the equipment
  • Access to our remote support helpdesk to help identify, fault-find and resolve issues relating to the supported network equipment
  • Small configuration changes which are not related to projects
  • Manufacturer TAC liaison in the event of a suspected hardware /firmware issue
  • Firmware updates to resolve performance-related faults

Target Response and Resolution Times

Once you sign up to a Network Support Package, our team will be on hand to support you with any network issues or faults. If your system is down and affects all users, we have a one-hour response rate with a 4-hour fix. This is a priority one response, and we urge all customers to call us when the issue is Priority 1. Priority 2 response rate is used when systems are partially affected, affecting multiple users. We provide a 2-hour response rate for priority 2 issues and an 8-hour fix time. Issues that affect isolated cases are given a priority 3 status, providing you with a 3-hour response time and a 16-hour fix rate. Lastly, change requests and general queries are designated priority 4. These issues are processed between 9-5, Monday to Friday.

Security Patching and Vulnerability Monitoring

We offer security patching and vulnerability monitoring as a standalone service should you require it. With this service, we proactively patch firmware vulnerabilities on supported firewalls to keep your network secure. We also provide monthly external scan reports for all supported firewalls, ensuring continuous monitoring and protection.
